02 — The process

The key was identifying the most efficient service process and forecasting exceptional use cases, which in turn shaped the server–app communication protocol. We focused on discerning the real pain points of admins and agents among the nice-to-have requirements, balanced against technical constraints. That required a deep understanding of their work environment, roles and responsibilities, goals, and each role's fears in getting the job done.
